Customers can call in on +44 (0) 1473 281211, 9am to 5pm, 5 days a week excluding public holidays. The calls will be answered in the order in which they are received and a priority “triage” system is used to deal with critical issues first if calls cannot be dealt with immediately. If no one is available to answer your call, messages can be left on the help desk voice mailbox.

Responsibilities of Those Making a Request for Support

Whenever possible, callers should contact the Help Desk while in front of the equipment or at the required console. All requests will be entered and updated on our online support system. Callers may be asked to provide the following information when making a request:

Net-Ctrl Ltd will confirm all support charges have been paid before responding to any support queries, this is a quick process so please ensure your support and maintenance does not lapse and cause a delay in your service. A unique support contract should be in place, however, should a contract not be in place you will be referred to our sales team.

All change requests for managed service customers will be logged on our support website(s) requests for work will be scheduled according to an assigned priority and availability of staff resources during normal hours, the telephone is answered as soon as possible. Users have the option of leaving a voicemail message during regular hours or after hours.

All calls will receive a response within 8 hours, or the next business day to verify a problem and/or set up time for resolution.

Priorities and Response Times

These are what we endeavour to work toward but are in no way set out as a legal or contractual agreement that either party has entered in to.
Support requests will be processed using the following categories for priority “when requested” by the customer and assigned in the following order:

  • Severe: Receives attention within 2 hours depending on the engineer’s assessment.
  • High: Receives attention within 8 hours.
  • Medium: These will receive attention within 24hrs but most probably within 8hrs.
  • Low: will be scheduled for resolution within 2-3 working days. Low priority generally includes requests for new functionality such as software upgrades.

In most cases, issues are resolved swiftly. Should an issue have to be raised on the Manufacturer or Vendor then we can only advise on their response times, these being outside of our control.

Return Merchandise Authorisation Procedure

Should an item require replacement due to a manufacturer fault, Net-Ctrl will work with the client to raise the official Return Merchandise Authorisation (RMA). Net-Ctrl will engage with the manufacturer on the client’s behalf and provide an RMA case number to the client along with shipping details.
Please note, it is the client’s responsibility to ship all faulty equipment that has been requested by the manufacturer to the address provided as part of the RMA claim process. The manufacturer will pay for the new\fixed\replacement item to be sent back to the client under the T&C’s of the RMA.

We will always abide by the manufacturers returns procedures, a copy of which can be provided upon request. There may be exceptional circumstances where the above is not followed. In these instances, the case(s) will be escalated according to the standard escalation procedure outlined in this document.

Escalation

Net-Ctrl Ltd shall invoke the escalation process where necessary, to ensure that all support requests submitted by the customer will be actively progressed. This is upon request of the customer.

Network infrastructure

Net-Ctrl Ltd will not manage and troubleshoot network file servers, network operating systems, network printing services, web servers, and other network hardware and software components that fall outside of the products we have sold and or support.

Support Packages

Net-Ctrl provides two excellent support packages in addition to any equipment purchased. We offer either a Silver or Gold support package, which are broken down below.

Gold Package

We appreciate that not all organisations will have a dedicated in house IT professional(s) at hand to administer updates and upkeep of your new equipment. Net-Ctrl can offer a managed service to our customers in this position.

On taking up the Gold Package, Net-Ctrl agree to maintain your product(s), applying and installing updates and patches onto your system, as well as solving any issues you may experience with the equipment via a fault finding service.

The Gold Package also covers:

System Back-ups
Change Requests
Admins Tasks

Why choose the Net-Ctrl Gold Package?

The Gold Package is designed for companies who have no in-house IT expertise capable of looking after the equipment and its upkeep, or an organisation who does not have enough time to train your current IT expertise on the new equipment. You will have an external fully trained technician on hand when you need them, to solve any sort of problems and manage your equipment for you.

Choosing the Gold Package means that you have the reassurance knowing that Net-Ctrl is on hand to help and get you back up and running.

Silver Package

The Silver Support Package is a remote service package. We will provide you with the ability to log problems with your products, which we will endeavour to solve as soon as possible, a rough guide to our response times can be seen below:

  • Low: will be scheduled for resolution within 2-3 working days. Low priority generally includes requests for new functionality such as software upgrades.

Why choose the Silver Support Package?

This package is designed for companies who have a trained or knowledgeable in-house IT team, capable of operating the equipment and administering upgrades, patches and solving minor problems, but need assistance on the deeper more major issues that may arise.
